Strategies for Customer Satisfaction and Loyalty Abstract This research aims at to provide the strategies which can be employed by company in order to establish customer satisfaction and customer loyalty by looking at the case of Thai square which is the famous Thai restaurant in London regarding to its reputation. Since customer relationship management is gaining more important to businesses. Many companies try to solve their problem by applying customer relationship management such as the motivation of staff , staff training , method of increasing customer satisfaction, how to gain customer loyalty. These factors can lead to building customer loyalty in the future. In the part of literature review will emphasize on the basis theories which are relevant to the customer relationship management. This research contains the motivation theory , staff training , customer satisfaction and customer loyalty. By achieving this research purpose , this research employs secondary and primary data. The primary data was acquired by a questionnaire survey which is the methodology of this research. Regarding to the questionnaire for staffs , there are 20 respondents who participated in this research as well as there are 100 respondents who walk into and eat at Thai square restaurant who responded to the questionnaire for customers. The sample size of this research is Thai square restaurant (Minories). To conduct this research researcher used both primary and secondary data achieved by self à ¢Ã¢â€š ¬Ã¢â‚¬Å" administered questionnaire. By analysing primary data from the questionnaire , the SPSS and Microsoft Office excel was used to achieve it. The statistical method was applied to analyse the result of this research. The results illustrate what factors could gain customer satisfaction , how successful the staff performance after being trained , how well staff can achieve companiesà ¢Ã¢â€š ¬Ã¢â€ž ¢ objectives. This research also provides recommendations for company and the further research so that company can improve the customer relationship management as well as can gain more customer loyalty in the future. Chapter 1 Introduction 1.1 Overview Nowadays, the consumer behaviour has been changed from the product centred stage to the customer cantered stage . Moreover, the customerà ¢Ã¢â€š ¬Ã¢â€ž ¢s behaviour has been changing. Mudie Pirrie (2006 p.7 ). When they purchase product , they expect not only good product , quality and design but they also expect on service. Therefore, the service has been the significant reason in decision à ¢Ã¢â€š ¬Ã¢â‚¬Å" making process. Since many business have been trying to improve and develop their strategy in order to meet the customerà ¢Ã¢â€š ¬Ã¢â€ž ¢s need rather than the products. All organisationà ¢Ã¢â€š ¬Ã¢â€ž ¢s achievement has to give an important to the customers. Companies need to recognize all details of their customers such as the details about what customer need , who they are , what they buy, when and where they buy , how often and how much they spend. Moreover, companies have to evaluate approximately the customersà ¢Ã¢â€š ¬Ã¢â€ž ¢ behaviour in order to predict what customers will do in the future. In addition, companies should establish the database of their customer and profile so that they can keep contact and advertise new promotion. These has been the knowledge of company which have been assumed as the asset of company. The managing customer relationships strategies is the essential process. By emphasizing on customer relationship management , companies may increase their abilities in knowing what customers need. Moreover, customer relationship management can help companies to target potential customers and to cut unnecessary cost and gain higher return on investment. As the staff motivation and training is a part of the Human Resource Management. There is a connection between customer relationship management and Human Resource Management because customer relationship management relies on staffà ¢Ã¢â€š ¬Ã¢â€ž ¢s effectiveness and moral. Customer relationship management focuses on customers. To satisfy them , companies need to develop their staffà ¢Ã¢â€š ¬Ã¢â€ž ¢ effectiveness and moral using motivation and training method. By doing so , companies may gain customer satisfaction and customer loyalty which are companiesà ¢Ã¢â€š ¬Ã¢â€ž ¢ objectives. Customer relationships management strategy has generally been companyà ¢Ã¢â€š ¬Ã¢â€ž ¢s strategy in managing customer relationship so that companies can retain their customers and increase customersà ¢Ã¢â€š ¬Ã¢â€ž ¢ satisfaction and loyalty (Blazey 2006 p.136)(Kumar 2006 p. 156-157) Companies are focusing on customer retention , customer loyalty and customer satisfaction as a key management objectives. The one objective of customer relationship management is the advertising of customer loyalty .(Peppers Rogers 2004 p.12). The greatest benefit of customer service is customer loyalty (Tschohl Franzmeier 1996 p.20).Loyal customers are forcing organization changes.(Montano 2005 p.332)and can improve employee morale and productivity because customers respond positively to company. (Tschohl and Franzmeier 1996 p.20). The motivation for loyal customer based on better products, better service and better market value.(Montano 2005 p.332) . The manager is more likely to achieve improved levels of motivation(Nieto 2006 p.108) Companies have to motivate staff to participate in training process for improving staff performance so that they can achieve customer relationships management strategy. Organization tend to concentrate on performance management and rewards to elicit employee cooperation ,supporting the value management and employee relations in workforce. (Nieto 2006 p.108) 1.2 Aims and Objectives The objective of this research is to provide the strategies which can be employed by company in order to establish customer satisfaction and customer loyalty and to improve employeeà ¢Ã¢â€š ¬Ã¢â€ž ¢s performance to achieve objective in the future. The objectives are that : 1. To evaluate the customer satisfaction which may lead to customer loyalty 2. To explain the relationship between motivation of staff and staff training as well as their effectiveness to improve customer service in order to satisfy customer 3. To establish the appropriate strategies for restaurants in terms of customer relationship management. 4. To give an advice for restaurant , staffs on how to improve their potential in providing so as to satisfy customer. 1.3 Organization background The Thai Square Restaurant Group was founded in 1996 when the first Thai Square opened in The Strand in central London. Thai square restaurant aims to maintain the leader status in the London market and sustainable growth of Thai restaurant market. The currently competition is intensive and the customerà ¢Ã¢â€š ¬Ã¢â€ž ¢s behaviour have been changing very rapidly. Many competitors can soon gain the competitive advantage and also gain more market share eventually. The company creates challenges with authentic Thai food, fresh ingredients , excellent service as well as restaurantà ¢Ã¢â€š ¬Ã¢â€ž ¢s design and decoration to be unique and different from the competitors. To address these challenges, the company need to provide a great service in order to gain customer satisfaction and loyalty. Thai square has planned to add value to the customers by capturing customer feedback received by telephone, e-mail, and establishing a knowledge base of problems and solutions. (Interview with resta urant manager of Thai square (Minories) According to the restaurant review, the customers choose Thai square restaurant because its decoration , quality of food and service however the price of food and drink in Thai square restaurant when compare to the competitors is quite high especially todayà ¢Ã¢â€š ¬Ã¢â€ž ¢s economics is critic and the customersà ¢Ã¢â€š ¬Ã¢â€ž ¢ behaviour have been changing. They may choose to spent on food and drink which is not too expensive and value for money. Therefore, they will choose somewhere else which is cheaper even if it is not good as Thai square. The increasing competitors and changing consumer behaviour are forcing company to apply the managing customer relationships strategies such as customer loyalty , customer loyalty and customer service so as to meet customersà ¢Ã¢â€š ¬Ã¢â€ž ¢ need. Thai square uses the concept of managing customer relationships strategies to be the optimal solution for this case. (Interview with manager of Thai square (Minories)) In the case of Thai square restaurant, the company grew at a lower rate than last year (2008). Net profit declined by 23% from last year due to economic crisis. In addition, it is affected from changing consumer behaviour.The company applied the idea of customer relationship strategies to meet the customer satisfaction and consequently increase customer loyalty. 1.4 Research Structure The structure of research consists of 6 chapters is as follows; Chapter 1: Introduction This chapter contains aims and objectives of research , organization background which is a case study of this research as well as the structure of this research. Chapter 2: Literature review This chapter focus on all theory and strategies that relate to this research such as motivation theory , staff training , customer service , customer satisfaction and customer loyalty. Chapter 3: Methodology This chapter describe what methodology can be employed in research and what methodology which is applied by this research. This chapter also contains the objectives and goal of this research, research design , sampling method , data collection and data analysis technique as well as the validity of this research. Chapter 4: Data analysis This stage is using Microsoft office excel (Excel) and SPSS program to analyses questionnaireà ¢Ã¢â€š ¬Ã¢â€ž ¢s data. As well as this process will be evaluated data into percentage and mean score in order to show result by bar chart and pie chart in next step. Bar chart and pie chart will help to easily understand the research topic in each questionnaire Chapter 5: Conclusion This chapter provide the conclusion of the questionnaire result is provided to answer the research aims and objectives. Chapter 6 : Recommendations This chapter provide some recommendations for company and its employee as well as further research. Chapter 2 Literature Review As a result of competitive business situation , many businesses need to pay attention to the new method in retaining and creating new customers. Customer loyalty lead to profitability. Companies should develop positive relationship with customers by increasing customer satisfaction. Since customer satisfaction has been an important to establish long à ¢Ã¢â€š ¬Ã¢â‚¬Å" term relationships which may result in customer loyalty and long à ¢Ã¢â€š ¬Ã¢â‚¬Å" run businesses. It is widely known that the cost of retaining an existing customer is much cheaper than attaining a new customer. In addition, increasing a customer loyalty may be achieved by the level of service which is delivered by company. Companies need to develop the quality of service by increasing responsiveness , fulfilling customerà ¢Ã¢â€š ¬Ã¢â€ž ¢s needs as well as providing consistent service. In many business industries, customer satisfaction has been used as the guiding principle for developing customer relationship management strategies as well as organizing business activities. 2.1 Theories of Motivation 2.1.1 Introduction The motivation in work is à ¢Ã¢â€š ¬Ã…“The processes by which people are enabled to and induced to choose to behave in particular ways (Stevens 2005 p.90). As a result, The motivation could be maintained and improved if it was related with a seek for the methods by the job performance and productivity of members 2.1.2 Need Based Theories The previous idea of human motivation was based on the concept of self-satisfaction which human tries to meet with the happiness and relieve and tries to avoid sadness and distress. However ,this statement, whilst being apparently rational, cannot clarify many ways of human behavior. For example, why do the volunteer charity workers offer their time and attempt for nothing? Why do amateur athletes exert such high levels of effort, whereas a hedonist would prefer to relax? Researchers started to understand that human has other needs and desires which cannot be given an explanation under such a restricted observation of human behavior as hedonism. Maslow supposed that human needs arose in a hierarchy of importance, that was called à ¢Ã¢â€š ¬Ã‹Å"prepotencyà ¢Ã¢â€š ¬Ã¢â€ž ¢. Only the motivators will play a role on the next stage of needs in the hierarchy. Therefore, the act as motivators would be ended when the stage of needs has been fulfilled and the person will pay directly the attention to the next stage of needs in the hierarchy. The research outcome was the motivation hygiene theory of Herzberg, which proposes that certain factors (intrinsic factors)can result in job satisfaction, while others (hygiene factors) can prevent from dissatisfaction but cannot stimulate satisfaction. Herzberg at el (1959 p.102). Intrinsic factors are factors which are inherent to the job, for instance , the satisfaction of the job itself as well as the recognition and development for success , the availability of chances for the responsibility. On the other hand , hygiene factors are relevant to the environment in which the job performance is achieved. The hygiene factors consist of working conditions , supervision and interpersonal relations , salary as well as the policy and administration of organization. Besides, the importance prerequisite factor , which is needed to influence humanà ¢Ã¢â€š ¬Ã¢â€ž ¢s motivation, is regarded as the hygiene factors. The motivation factor would be able to proceed on the staff and establish job satisfaction and productivity if there were à ¢Ã¢â€š ¬Ã‹Å"goodà ¢Ã¢â€š ¬Ã¢â€ž ¢ hygiene factors which lead the staff to be in a form of à ¢Ã¢â€š ¬Ã‹Å"no dissatisfactionà ¢Ã¢â€š ¬Ã¢â€ž ¢. Consequently, to encourage staffs towards higher productivity, à ¢Ã¢â€š ¬Ã…“while it is important to ensure that the hygiene factors are correct, the manager must manipulate the motivation by attending to job-content issues (e.g. job-enrichment)à ¢Ã¢â€š ¬? (Carson at el 1997 p.136). Job- enrichment entails redesigning jobs to make them more interesting and challenging by allowing provisions to be made for increased responsibility, creativity and autonomy. The Herzbergà ¢Ã¢â€š ¬Ã¢â€ž ¢ research has been criticized because of the research itself and the biased collection of sample (see Holloway 1991). Holloway (1991 p.1) stated that the clerical and production workers à ¢Ã¢â€š ¬Ã‹Å"did not produce the accounts he was seeking, he didnà ¢Ã¢â€š ¬Ã¢â€ž ¢t sample themà ¢Ã¢â€š ¬Ã¢â€ž ¢. Goldthorpe et al (1968 p.11) suggests that other types of employee (such as assembly-line workers) may indeed view work in the way expressed by scientific management and be primarily motivated by financial incentives. A case of workers being primarily motivated by what Herzberg regards as a hygiene factor. The important point to be made from the criticism of Herzberg and from the work of Goldthorpe et al. is that no one theory, be it human relations or scientific management, is likely to apply universally. Different socio-economic groups appear to attach different meanings or have different orientations towards and work (Parker 1972 p.200). While different group s of people may have different attitudes towards work, they are also likely to react differently towards management policies. A model of worker motivation should therefore be able to differentiate between different types of worker and treat the wants, expectations and attitudes towards work as à ¢Ã¢â€š ¬Ã‹Å"culturally determined variables, not psychological constantsà ¢Ã¢â€š ¬Ã¢â€ž ¢ (Goldthorpe 1968 p.178). As a result of the differences of each staff , company should apply a motivation policy so as to encourage an individual behavior and characteristic of its staff. To motivate people with different need and different characteristics is difficult but it would be rewarding and challenging. It can be said that hope is the magic component of motivation. The motivation factors help staffs to do a better job and to increase productivity(Steinberg 1976 p.123) ( Kamin 2002 p.87). The theorists propose that there are four strongest motivation factors which are the achievement : feeing personnel accomplishment for having done a job well , the recognition : being recognized for doing your job well ; for example , being complimented by your boss and receiving an award , the participation : being involved in your work ; having some responsibility for making decisions and the growth : having the opportunity for challenge in the job, such as the chance to learn skills and knowledge. (Kamin 2002 p.87). Methods of training needs / analysis needs. (Wilson 2005 p.149) Job analysis. Job description. Interview with the job holder. Interview with the manager / supervisor. Performance objective. Analysis of competencies. Reasons for training Poor performance and /or productivity. A change in working methods. Introduction of a new technology or equipment requiring new /different skills. Changed or new product range ,after sales etc; Replacement of employees who have been promoted or transferred, and training the employees who are all promoted and replaced. To improve workplace safety.(Ferris, et al 1995 p.154) 2.2.2 Training Methods 2.2.2.1 Attitude training An attitude training is an individualà ¢Ã¢â€š ¬Ã¢â€ž ¢s characteristic way of doing or responding to a object or a situation. It is based on the experience and leads to certain behavior or the expression of certain opinions. 2.2.2.2 Methods of attitude training On the job experience placing the trainee within a group whose attitudes are thought to be appropriate .This socialization process tends to produce the desired attitude in the trainee. On the job training :This may involve à ¢Ã¢â€š ¬Ã…“Shadowingà ¢Ã¢â€š ¬? or being attached to a senior employee who has the desired attitudes and personal qualities to influence the employee .(Bohlander 2001 p.235) On the job counseling à ¢Ã¢â€š ¬Ã‹Å"s senior member of the organization with the desired qualities and attitudes is appointed as the mentor to the employee. Customers with positive dealings with companies are likely to be loyal. There are three fundamental idea which lead to the focus on delivering an outstanding customer service. Firstly, the high level of customer service increases customer satisfaction. Secondly, customer satisfaction leads to customer loyalty. Thirdly, small companies have a possibility in delivering greater customer service than large companies. From those three fundamental idea , it can be concluded that by not concentrating on customer service may endanger the achievement of customer satisfaction and customer loyalty. (Longenecker 2005 p.289) In general , good customer service is to meet customersà ¢Ã¢â€š ¬Ã¢â€ž ¢ expectations by giving the importance and value to them. Their experience in companiesà ¢Ã¢â€š ¬Ã¢â€ž ¢ service will decide that not only they want to continue doing the business with companies but also what will they give a word of mouth about companiesà ¢Ã¢â€š ¬Ã¢â€ž ¢ service. The good customer service is decided by customers who is given the service. As each customer has different needs and expectations. Therefore, companies need to designed service for individual customers. 2.3.1 Why customer service is important There are a research shows that when employees have a poor view of customer service , this will result in high turnover in companies. Therefore, to increase the quality of service could lead to increase employee retention and customer loyalty. Some people would like to do good work. They may lack skills and so they appear unmotivated, or they may be job-hopping because they have not found work environment that support their talents. By giving the support and training as well as service environment which focus on customer staffs could have tools they need to give customers what they want and deserve. (Kamin 2006 p.1) In addition ,training is important part to improve quality. Good staffs understand that training is crucial for being successful on the job and for future career opportunity. 2.3.2. The value of good service Service is important to customers as well as it is important for business development. The aim of companies by creating more value for customers is to retain customer to their companies. Everyone in companies should help to build value as well as their jobs aim at serving customers. When everyone understand their role in serving customers, there will be the results which are creating goodwill and increasing companiesà ¢Ã¢â€š ¬Ã¢â€ž ¢ reputation , decreasing in the case of poor quality , improving the chances of cross à ¢Ã¢â€š ¬Ã¢â‚¬Å"selling and up à ¢Ã¢â€š ¬Ã¢â‚¬Å" selling , gaining in the number of customer retention , reducing employee turnover , making more profit , establishing the goal and performance measure , having competitive advantages and being differences from competitors.(Zemke and Wood 1999 p.12) 2.3.3 How to provide good customer service Most customers have common expectations. They need companies to deliver an outstanding service , solve and realize their problems as well as make an apology if anything went wrong. To determine customer satisfaction companies need to meet their customerà ¢Ã¢â€š ¬Ã¢â€ž ¢s needs. Moreover, there are some methods which could help to build customer satisfaction. Firstly , companies should give the attention to customers all the time. Secondly, companies have to listen to customers in the way of understanding what they really need.( Aguilar and Stokes 1995 p.3-7) 2.4. Customer Loyalty As the purpose of increasing profit by continually satisfying customerà ¢Ã¢â€š ¬Ã¢â€ž ¢s need becomes more prevalent, the significance of meeting customers satisfaction and increasing their loyalty becomes more important in the competitive business (Disney 1999 p.491). As a result, business owner who want to be successful in the long term should encourage customers visits and make more sales. Good business owner have known and understood this situation well and devoted much of their consideration to ongoing and increasing sales through a variety of marketing activities. Business owner of subtle products should do the same for supporting competitive advantages( Disney 1999 p.491)(GrÃÆ' ¶nroos 1990 p.3). Moreover , since the need of focusing marketing attempt on maintaining existing customers grow to be the principle of marketers (GrÃÆ' ¶nroos 1990 p.3), the topic of customer loyalty, which aim to increase the regularity of a customers behavior and the possibility of cross-selling, has been received more consideration recently (Buttle and Burton 2002 p.217; Dick and Basu 1994 p.99). In this part, the customer loyalty, the different types of loyalty, characteristic of service and service loyalty and the benefits which companies may gain by increasing customer loyalty, plus the related factors which may affect customer loyalty, will be discussed. 2.4.1 The Origin and Meaning of Customer Loyalty The first approach is that loyalty is a surrogate of retention; in other words, a customer who keep on buying one product or service is a loyal customer. However, the second approach regards customer loyalty as a mental conception with an affective or attitudinal component, which could in fact reflect the essence of retention ( Buttle and Burton 2002 p.217;Ennew and Binks 1996 p.219). Loyalty is unlike repeat buying behavior; loyalty includes an attitudinal component which should firstly come to mind before repurchasing products or services (Buttle and Burton 2002 p.217; Dick and Basu 1994 p.99). Therefore , loyalty is a state of being faithful and honest to a particular product or service, and proving such faithfulness and honesty. On the other hand ,repeating purchase only represents frequent occurrence of the purchasing behavior which persists in a given period of time. The meaning of loyalty and repurchase have common characteristics because of the frequency of use increasing when there is a high level of loyalty (Liddy 2000 p.351). Consequently, frequent customer should not be regarded as loyal customer because frequent customer possibly purchases product or service from several different companies. Moreover, customers purchasing behavior could be changed by different situational factors. Buttle and Burton (2002 p.217) stated a characterization of loyalty from a companys head of customer relationship division: Its about having had experiences of things that you feel are important. Putting it in personal terms, you build loyalty to your friends through personal experiences youve shared. Customer loyalty really is like friendship (p. 218). This argument implied that although many customers may carry on to purchase with particular sellers, they could be unfaithful to the product or service sellers. Hence, by explaining the knowledge of customer loyalty, many attempts has been dedicated to classify the different types of customer loyalty. Moreover, to understand the differences between customer loyalty to goods and services as well as the typologies and the origins of customer loyalty, the benefits that businesses could obtain from increasing customer loyalty have been suggested by many authors. Assess The View That The Nuclear Family Is No Longer The Norm

The nuclear family was commonly seen in many countries of the world due to its practicality and replaced the extended family in most societies. The nuclear family is defined by George Peter Murdock as a married male and female couple raising one or more children in one household.This structure became the norm in modern society as it fulfils Murdock’s 4 functions of the family: Sexual; helps maintain a healthy and stable relationship between the parents, Reproductive; to continue the population and produce workers for society, Economic; to support the family by working in society and sharing roles between the man and woman, Education; to serve as a source of primary socialisation for children so that they may function properly in society. Sociobiologists believe that our behaviour is due to biological instincts.The nuclear family proved that it worked so was continued to be used as it was seen crucial to the survival of our species and zoologist, Desmond Morris mentioned that à ¢â‚¬ËœMost successful cultures use the nuclear family’. The ‘cereal packet family’ is a term given by Edmund Leech in 1967 when he recognised the power of the image of the nuclear family. It’s a socially constructed model laden with assumptions of how families ought to be. Such an image creates a normalised social construction of what a family should look like. However, many other family structures are being used which suggests that the nuclear family is not the norm.For example, the Kibbutz lived in an extended family structure, meaning that their entire family lived together and not just their immediate family. The Nayar tribe are an example of people who used the extended family due to living in poverty. The wives would get support from family members and work together to raise the children whilst the men would go out and provide for the family. Felicity Edholm critiqued Murdock’s idea of the nuclear family by saying, ‘the family is sociall y constructed. ’ This means that it has varied from culture and is also not biological for humans.Therefore, Murdock defined the nuclear family from his cultural perspective and completely ignored others. Edholm referred to this as ‘The Unnatural Family’. In the UK today, many other family structures are in place due to a number of things. Since the early 1990s, divorce rates have increased by a fair amount, creating lone-parent families. This also led to a lot of people remarrying, creating reconstituted (step) families. These go against Murdock’s nuclear family due to having both parents living separately or having children from different relationships.In fact, these family structures have become more common than the nuclear family itself. Recently, same sex marriages have been approved in many places around the world, allowing gay couples to start families of their own. This also goes against Murdock’s idea of the nuclear family which involved a couple each of a different sex. In conclusion, the nuclear family is no longer considered the norm due to mass increase of lone-parent and reconstituted families because of a divorce being extremely to get. Although the nuclear family may well work and be very practical in society, it just isn’t easily accessed by many people.

Night World : Witchlight Chapter 12

They were all on their feet by now. Keller's early warning system was screaming hysterically. â€Å"I can't stand it anymore,† Diana hissed. â€Å"What's going on?† Just then, Nissa said in a quenched voice, â€Å"All right, we will. Yes. â€Å"Bye.† She carefully replaced the handset. Then she turned very slowly to face the others. Or not to face them exactly. She was looking down at the floor in an unfocused way that scared Keller to death. â€Å"Well, what is it?† Keller growled. Nissa opened her mouth and raised her eyes to look at Winnie. Then she looked down again. â€Å"I'm sorry,† she said. â€Å"Winnie, I don't know how to say this.† She swallowed and then straightened, speaking formally. â€Å"The Crone of all the Witches is dead.† Winnie's eyes went huge, and her hands flew to her throat. â€Å"Grandma Harman!† â€Å"Yes.† â€Å"But how?† Nissa spoke carefully. â€Å"It happened yesterday in Las Vegas. She was outside her shop, right there on a city street, in broad daylight. She was attacked†¦ by three shapeshifters.† Keller stood and listened to her pounding heart. Winnie breathed, â€Å"No. That's not possible.† â€Å"A couple of wolves and a tiger. A real tiger, Keller, not any smaller cat. There were human witnesses who saw it. It's being reported as some bizarre escape from a private zoo.† Keller stood rigid. Control, control, she thought. We don't have time for grieving; we've got to figure out what this means. But she couldn't help thinking about Grandma Harman's good old face. Not a beautiful face, not a young face, but a good one, with intelligence and humor in the keen gray eyes. A face with a thousand wrinkles-and a story to go with each one. How would Circle Daybreak ever get along without her? The oldest witch in the world, the oldest Hearth-Woman. Winnie put both hands to her face and began to cry. The others stood silently. Keller didn't know what to do. She was so bad at these emotional things, but nobody else was stepping forward. Nissa was even less good at dealing with emotion, and right now her cool face was sympathetic and sad but distant. Iliana looked on the verge of tears herself, but uncertain. Galen was staring emptily across the room with something like despair. Keller awkwardly put an arm around Winnie. â€Å"Come on, sit down. Do you want some tea? She wouldn't like you to cry.† All pretty stupid things to say. But Winnie buried her strawberry-blond head against Keller's chest, sobbing. â€Å"Why? Why did they kill her? It isn't right.† Nissa shifted uneasily. â€Å"Paulie said something about that, too. He said we should turn on CNN.† Keller set her teeth. â€Å"Where's the remote?† she said, trying not to sound rough. Iliana picked it up and punched in a channel. An anchorwoman was speaking, but for a second Keller couldn't take in what she was saying. All she could see were the words on the screen: â€Å"CNN SPECIAL REPORT: ANIMAL PANIC.† And the footage, rough video from somebody's camcorder. It showed an unbelievable scene. An ordinary city street, with skyscrapers in the background-and in the foreground ordinary-looking people all mixed up with†¦ shapes. Tawny shapes. About the same size she was in panther form, and sinuous. They were on top of people. Four of them†¦ no, five. Mountain lions. They were killing the humans. A woman was screaming, flailing at an animal that had her arm in its mouth to the elbow. A man was trying to pull another lion off a little boy. Then something with a white-tipped muzzle ran directly at the camera. It jumped. There was a gasping scream and for an instant a glimpse of a wide-open mouth filled with two-inch teeth. Then the video turned to static. â€Å"-that was the scene at the La Brea tar pits in Los Angeles today. We now go to Ron Hennessy, live outside the Los Angeles Chamber of Commerce†¦Ã¢â‚¬  Keller stood frozen, her fists clenched in helpless fury. â€Å"It's happening everywhere,† Nissa said quietly from behind her. â€Å"That's what Paulie said. Every major city in the U.S. is being attacked. A white rhino killed two people in Miami. In Chicago, a pack of timber wolves killed an armed police officer.† â€Å"Shapeshifters,† Keller whispered. â€Å"Yes. Killing humans openly. They may even be transforming openly. Paulie said that some people claimed to see those Chicago wolves change. She took a deep breath and spoke slowly. â€Å"Keller, the time of chaos at the end of the millennium†¦ it's happening now. They can't cover this up with a â€Å"private zoo† story. This is it-the beginning of the time when humans find out about the Night World.† Diana looked bewildered. â€Å"But why would shapeshifters start attacking humans? And why would they kill Grandma Harman?† Keller shook her head. She was rapidly approaching numbness. She glanced at Galen and saw that he felt exactly the same. Then there was a choked sound beside her. â€Å"That's the question-why,† Winnie said in a thick voice. Usually, with her elfin features and mop of curls, she looked younger than her age. But right now, the skin on her face was drawn tight, and her birdlike bones made her look almost like an old woman. She turned on Keller and Galen, and her eyes were burning. â€Å"Not just why they're doing it, why they're being allowed to do it. Where's the First House while all this is going on? Why aren't they monitoring their own people? Is it because they agree with what's happening?† The last words were snapped out with a vicious-ness that Keller had never heard in Winfrith before. Galen opened his mouth, then he shook his head. â€Å"Winnie, I don't think-â€Å" â€Å"You don't think! You don't know? What are your parents doing? Are you saying you don't know that?† â€Å"Winnie-â€Å" â€Å"They killed our oldest leader. Our wise woman. You know, some people would take that as a declaration of war.† Keller felt stricken and at the same time furious at her own helplessness. She was in charge here; she should be heading Winnie off. But she was a shapeshifter like Galen. And along with the ability to transform and the exquisitely tuned senses, they both shared something unique to their race. The guilt of the shapeshifters. The terrible guilt that went back to the ancient days and was part of the very fabric of Kellers mind. No shapeshifter could forget it or escape it, and nobody who wasn't a shapeshifter could ever understand. The guilt was what held Galen standing there while Winnie yelled at him, and held Keller unable to interrupt. Winnie was right in front of Galen now, her eyes blazing, her body crackling with latent energy like a small but fiery orange comet. â€Å"Who woke that dragon up, anyway?† she demanded. â€Å"How do we know the shapeshifters aren't up to their old tricks? Maybe this time they're going to wipe the witches out completely-â€Å" â€Å"Stop it!† It was Hiana. She planted herself in front of Winnie, small but earnest, a little ice maiden to combat the witch's fire. Her nose was pink and swollen, and she was still wearing those teddy bear slippers, but to Keller she somehow looked valiant and magnificent. â€Å"Stop hurting each other,† she said. â€Å"I don't understand any of this, but I know that you're not going to get anywhere if you fight. And I know you don't want to fight.† All at once, she flung her arms around Winnie. â€Å"I know how you feel-it's so awful. I felt the same way when Grandma Mary died, my mom's mother. All I could think of was that it was just so unfair.† Winfrith hesitated, standing stiffly in Diana's embrace. Then, slowly, she lifted her own arms to hold Iliana back. â€Å"We need her,† she whispered. I know. And you feel mad at the people who killed her. But it's not Galen's fault. Galen would never hurt anybody.† It was said with absolute conviction. Hiana wasn't even looking at Galen. She was stating a fact that she felt was common knowledge. But at the same time, now that she was off her guard, her expression was tender and almost shining. Yes, that's love, all right, Keller thought. And it's good. Very slowly, Winnie said, ‘I know Galen wouldn't. But the shapeshifters–â€Å" â€Å"Maybe,† Galen said, â€Å"we should talk about that† If Winnie's face was pinched, his was set in steel. His eyes were so dark that Keller couldn't distinguish the color. â€Å"Maybe we should talk about the shapeshifters,† he said. He nodded toward the kitchen table, which was still strewn with the parchments. â€Å"About their history and about the dragons.† He looked at Diana. â€Å"If there's any chance of-of a promise ceremony between us, it's stuff you ought to know.† Iliana looked startled. â€Å"He's right,† Nissa said in her calm voice. â€Å"After all, that's what we were doing to start with. It's all tied together.† Keller's whole body was tight. This was something that she very much didn't want to talk about But she refused to give in to her own weakness. With a tremendous effort, she managed to say steadily, â€Å"All right. The whole story.† â€Å"It started back in the days humans were still living in caves,† Galen said when they were all sitting down at the kitchen table again. His voice was so bleak and controlled that it didn't even sound like Galen. â€Å"The shapeshifters ruled then, and they were brutal. In some places, they were just the totem spirits who demanded human sacrifice, but in others†¦Ã¢â‚¬  He searched through the parchments, selected one. â€Å"This is a picture of a breeding pen, with humans in it. They treated humans exactly the way humans treat cattle, breeding them for their hearts and livers. And the more human flesh they ate, the stronger they got.† Iliana looked down at the parchment scrap, and her hand abruptly clenched on a tissue. Winnie listened silently, her pointed face stern. â€Å"They were stronger than anyone,† Galen said. â€Å"Humans were like flies to them. The witches were more trouble, but the dragons could beat them.† Iliana looked up. â€Å"What about the vampires?† â€Å"There weren't any yet,† Galen said quietly. â€Å"The first one was Maya Hearth-Woman, the sister of Hellewise Hearth-Woman. She made herself into a vampire when she was looking for immortality. But the dragons were naturally immortal, and they were the undisputed rulers of the planet. And they had about as much pity for others as a 7. rex has.† â€Å"But all the shapeshifters weren't like that, were they?† Iliana asked. â€Å"There were other kinds besides the dragons, right?† â€Å"They were all bad,† Keller said simply. â€Å"My ancestors–the big felines-were pretty awful. But the bears and the wolves did their share.† â€Å"But you're right, the dragons were the worst,† Galen said to Iliana. â€Å"And that's who my family is descended from. My last name, Drache, means ‘dragon.' Of course, it was the weakest of the dragons that was my ancestor. The one the witches left awake because she was so young.† He turned to Winnie. â€Å"Maybe you'd better tell that part. The witches know their own history best.† Still looking severe, Winnie thumbed through the parchment scraps until she found one. â€Å"Here,† she said. ‘It's a picture of the gathering of the witches. Hecate Witch-Queen organized it. She was Hellewise's mother. She got all the witches together, and they went after the shapeshifters. There was a big fight. A really big fight.† Winnie selected another piece of scroll and pushed it toward Diana. Diana gasped. The parchment piece she was looking down at was almost solid red. â€Å"It's fire,† she said. ‘It looks like-it looks like the whole world's on fire.† Galen's voice was flat. â€Å"That's what the dragons did. Geological records show that volcanoes all over the world erupted around then. The dragons did that. I don't know how; the magic's lost. But they figured that if they couldn't have the world, nobody else would, either.† â€Å"They tried to destroy the world,† Keller said. â€Å"And the rest of the shapeshifters helped.† ‘It almost worked, too,† Winnie said. â€Å"But the gathering of witches managed to win, and they buried all the dragons alive. I mean, they put them to sleep first, but then they buried them in the deepest places of the earth.† She bit her lip and looked at Galen. â€Å"Which probably wasn't very nice, either.† â€Å"What else could they do?† Galen said quietly. â€Å"They left the dragon princess alive-she was only three or four years old. They let her grow up, under their guidance. But the world was a scorched and barren place for a long time. And the shapeshifters have always been†¦ the lowest of all the Night People.† â€Å"That's true,† Nissa put in, her voice neither approving nor disapproving, simply making an observation. â€Å"Most Night People consider shapeshifters second-class citizens. They try to keep them down. I think, underneath, that they're still afraid of them.† â€Å"And there's never been an alliance between the shapeshifters and the witches,† Keller said. She looked directly at Diana. â€Å"That's why the promise ceremony is so important. If the shapeshifters don't side with the witches, they're going to go with the vampires-â€Å" She stopped abruptly and looked at Galen. He nodded. â€Å"I was thinking the same thing.† â€Å"Those animal attacks,† Keller said slowly. ‘It sounds as if the shapeshifters are already making their decision. They're helping to bring about the time of chaos at the end of the millennium. They're letting the whole world know that they're siding with the vampires.† There was a shocked silence. â€Å"But how can they decide?† Winnie began. â€Å"That's just it,† Nissa said. â€Å"The question is, is it just the ordinary shapeshifters who're doing it, or is it official? In other words, has the First House already decided?† Everyone looked at Galen. â€Å"I don't think so,† he said. â€Å"I don't think they'll make any decision yet, at least not in public. As for what they're doing in private, I don't know.† His voice was still flat; it made no excuses. He looked around the table, facing all of them. â€Å"My parents are warriors. They don't belong to Circle Daybreak, and they don't like the witches. But they don't like the vampires, either. More than anything, they'll want to be on whichever side is going to win. And that depends on which side gets the Wild Powers.† â€Å"I think they want something else,† Keller said. â€Å"like?† They want to know that the witches are treating them fairly and not just trying to use them. I mean, if they thought that Circle Daybreak had found the Witch Child but wasn't going to promise her to their heir, well, they wouldn't be happy. It's not just a matter of having a kinship bond with the witches. It's a matter of feeling they're being treated as equals.† Nissa's light brown eyes narrowed, and she seemed almost to smile. â€Å"I think you've summed it up very well.† â€Å"So what it all comes down to,† Keller said pointedly, â€Å"is what happens on Saturday night. If there's a promise ceremony, it means the witches have found the Wild Power and that they're willing to tie her to the shapeshifters. If not†¦Ã¢â‚¬  She let the sentence trail off and looked at Hiana. There, she thought. I've put it so plainly and simply, you can't deny it now. And you can't help but see what's at stake. Diana's eyes were like faraway violet storm clouds. Keller couldn't tell what she was thinking. Maybe that the situation couldn't be denied but that she herself wasn't involved. Winnie took a deep breath. â€Å"Galen.† Her face was still drawn and unhappy, but the burning anger in her eyes was gone. She met Galen's gaze directly. Tm sorry,† she said. â€Å"I shouldn't have said those things before. I know you're on our side. And I'm not like those people who don't trust the shapeshifters.† Galen smiled at her faintly, but his eyes were serious. â€Å"I don't know. Maybe you shouldn't trust us. There are things in our blood-you can't get rid of the dragon completely.† It was strange. At that moment, his eyes looked not only dark but almost red to Keller. Exactly the opposite of their usual golden-green. It was as if a light were smoldering somewhere deep inside them. Then Winnie abruptly extended her hand across the table. â€Å"I know you,† she said. â€Å"And there's nothing bad in your blood. I won't mistrust you again.† Galen hesitated one instant, then reached out with something like gratitude and took her hand. â€Å"Thanks,† he whispered. â€Å"Hey, if I were the Witch Child, I'd promise to you in a minute,† Winnie said. Then she sniffled, but her smile was much more like the old Winnie's smile. Keller glanced at Iliana almost casually and was riveted by what she saw. The girl had changed again. Now she didn't look like a princess or an ice maiden but like a very young soldier about to go into battle. Or maybe a human sacrifice who could save her tribe by jumping into a volcano. Her hair seemed to shine, silvery and pale, and her eyes were deep, deep violet in her small face. Her slight shoulders were back, and her chin was determined. Slowly, staring at something invisible in the center of the table, Iliana stood up. As soon as the motion drew their attention, the others fell quiet. It was obvious to everyone that something important was happening. Iliana stood there, her hands clenched by her sides, her chest rising and falling with her breathing. Then she looked at Galen. Finally, she looked at Keller. Tm not the Witch Child any more than Winnie is. And I think you know that by now. But†¦Ã¢â‚¬  She took a breath, steadied herself. Keller held her own breath. â€Å"But if you want me to pretend to be, I'll do it. I'll go to the promise ceremony with Galen-I mean, if hell do it with me.† She gave a half-embarrassed glance at Galen, looking shy and almost apologetic. â€Å"Will he ever!† Winnie said enthusiastically. Keller could have kissed her. Galen himself didn't rise to the occasion properly at all; instead, he opened his mouth, looking uncertain. Fortunately, Iliana was going on. â€Å"Then I'll go through with it. And maybe that will be enough for the shapeshifters to join with the witches, as long as they don't find out I'm a fake.† She looked unhappy. She was so adamant that for a moment Keller was shaken. Could it be she wasn't the Wild Power? But no. Keller knew she was. She just hasn't awakened her power yet. And if she continued to deny it, she never would. She said, â€Å"Thank you, Iliana. You don't know how much, how many lives you're going to save. Thank you.† Then the excitement got the better of her, and she took Iliana by the arm and gave her a sort of shaking squeeze of affection. â€Å"You're a trooper!† Winnie said, and hugged her hard. â€Å"I knew you'd come through all the time, I really did.† Nissa smiled at her with genuine approval. Galen was smiling, too, although there was something in his eyes†¦ â€Å"There's just one thing,† Iliana said a little bit breathlessly, rubbing her arm where Keller had gripped it. â€Å"Ill do this. I said I would. This type of probability is calculated by restricting the sample space that we’re working with to only the set B. The formula for conditional probability can be rewritten using some basic algebra. We can then use this formula to find the probability that two events occur by using the conditional probability. Use of Formula This version of the formula is most useful when we know the conditional probability of A given B as well as the probability of the event B. In this regard the chapter itself contains certain stereotypes, which the author also admits. However, I would have liked it if there had been mention of stereotypes causing prejudices to be formed. I liked h ow the article relays the idea that we need to acknowledge that people are different, or that certain groups of people will be different as a collective. However, if that is true, then, perhaps, there is a premise for stereotyping to be an effective social tool. Nonetheless, it need not be so if we refrain from making rigid assumptions about a whole group of people and applying them on individuals as well.

This illness has become very deadly to our young adults. Bulimia and anorexia can cause a distorted image in a persons mind because they truly believe they are overweight. In their minds they are beyond doubt obese. Even if the person weighs only 95 pounds. This sickness has the person thinking they are overweight. This could bring about a severe bout of depression. Once the person hits the stage of depression professional help is needs because the feeling of being overweight and depression could put the individual over the edge. Individual experiencing Bulimia go on what is called eating binges. Eating binges are when people eat longer amounts of food in less then two hours. (Internet3) Then after they binge they feel guilt or shame so they need to undo their behavior. To undo their behavior they make themselves vomit, or they take laxatives, water pills or starve themselves. People that have a fear of growing up sometimes have incidents with anorexia because they think that if they stop eating they want get older or bigger. Benjamin Franklin is a notable figure in American history and perhaps one of the most recognizable in name and appearance. Franklin was one of the most important people during the early years of the nation because of his involvement with the Declaration of Independence and the diplomatic and political advances he made during his life as a citizen of the new United States of America. Known for his curious mind, Franklin is also remembered for his many scientific contributions to the field of Physics. While many people would say that George Washington is the father of this country, there is a good argument that Benjamin Franklin should hold the title in the history books. Why? Because he is the only founding father to have signed the Declaration of Independence, the Treaty of Paris, and the Constitution, and it is these three documents as a whole that created the United States as its own nation apart from Great Britain and established its place in the world. Without his ability to be diplomat, his political sense, and his scientific advancements, the United States would have likely never become the nation that it is today and for this reason, Franklin is destined to have a place in American history. Benjamin Franklin was, for all intents and purposes, first and foremost a shrewd and successful politician. During his political life he accomplished a great deal of important things. One of the most notable of Franklin’s political dealings was his absolute disapproval of the Stamp Act and he was at the head of the effort to have it repealed by Parliament. He was appointed by the Continental Congress to the committee that would draft the Declaration of Independence and was in fact the person that edited it. In his later years, he was part of the committee that created the United States’ Constitution and was single-handedly able to help the unhappy delegates come to a compromise and helped, through an impassioned speech, get them to sign it. In his last years he was also known for being a dedicated abolitionist and spent a great deal of political energy asserting this cause. Throughout his life, his writings and activism helped establish the United States as an American nation. In fact, he is credited with having inventing the idea of an American nation. As a diplomat, Benjamin Franklin was well-liked and received by other nations because of his friendly nature, his intelligent conversation, and his ability to connect with people on a different level. His most notable diplomatic accomplishment was the Treaty of Paris, which helped establish the United States as a separate and equal nation. Franklin was well-liked by the French because he was able to quickly understand the customs of the people and used his ability to negotiate over the dinner table to effectively make connections with the French. Throughout his life, Franklin would be known as an accomplished diplomat for the United States. As a scientist, Franklin’s accomplishments are well known by Americans. Franklin was an inventor who enjoyed trying out new ideas and coming up with new scientific ideas. Among his inventions were the lightening rod, the glass harmonica, and bifocal glasses. His experiments with electricity were among his most well-known and became important contributions to Physics. He also founded the American Philosophical Society, where men of science would get together and discuss their inventions and scientific research. Throughout his life, his greatest love would be science and his study of electricity. Benjamin Franklin is perhaps the most important of the founding fathers because his contributions to the country went far beyond simply serving as president or fighting in a war. Franklin was able to use his ability to work with others, be diplomatic, and his intelligence to help create the nation that he envisioned. He not only helped the United States break away from England, but was there to help the American people gain status in the world at large and to help create the Constitution that would be the foundation of American society. His accomplishments in science and his founding of the American Philosophical Society helped bring science and culture to a fledgling nation that was trying to find its own way.
